Membangun Kepercayaan Konsumen Melalui Digital Marketing Pada Agen Perjalanan Online

Penelitian ini bertujuan menganalisis proses pembentukan dan pemeliharaan kepercayaan konsumen melalui digital marketing pada agen perjalanan yang beroperasi sepenuhnya secara online. Penelitian menggunakan pendekatan kualitatif dengan desain studi kasus. Data diperoleh melalui wawancara semi-terstruktur terhadap sepuluh konsumen sebagai sumber utama dan satu owner sebagai sumber triangulasi, serta pengamatan terhadap praktik pemasaran dan komunikasi digital. Data dianalisis menggunakan reflexive thematic analysis melalui proses familiarisasi, pengodean, pengembangan, peninjauan, dan penamaan tema. Hasil penelitian menghasilkan lima tema: digital touchpoints sebagai gerbang legitimasi; transparansi dan amanah sebagai inti pembentukan kepercayaan; pengalaman transaksi berhasil sebagai penguat kepercayaan; harga sebagai pemicu awal yang kemudian dilengkapi pengalaman pelayanan; serta kerentanan kepercayaan akibat respons lambat, ketidakpastian waktu penerbitan, perubahan harga, dan ketentuan transaksi. Temuan menunjukkan dua jalur legitimasi awal, yaitu rekomendasi interpersonal dan social proof pada Instagram, yang kemudian diperkuat melalui interaksi personal di WhatsApp dan bukti transaksi berhasil. Penelitian menyimpulkan bahwa kepercayaan pada agen perjalanan online skala kecil terbentuk sebagai proses dinamis yang bergerak dari daya tarik ekonomi menuju validasi sosial, transparansi, pengalaman layanan, dan konfirmasi transaksi.
